Customer Journey.

The customer journey is the entire path a customer travels from first becoming aware of a problem through to purchase and beyond — with all the touchpoints along the way, such as search, website, reviews, conversations and aftercare.

Customer Journey — Explained in Detail

Hardly any customer decides at the first contact. Between the moment a need arises and the purchase lie several steps: you notice the problem, look for solutions, compare providers, read reviews, ask friends, send an enquiry, decide. The customer journey describes this path and all the points at which a company is or could be visible. After the purchase it continues: use, service, repeat purchase, recommendation.

Common models divide the journey into phases, such as awareness, interest, consideration, purchase and retention. Each phase needs different content. In the early phase, guides and glossaries that answer a question help. During consideration, references, prices and comparisons count. Shortly before the decision, an easy way to get in touch and quick answers count. The marketing funnel is a simplified, funnel-shaped view of the same idea.

A new touchpoint is currently changing the journey considerably: AI assistants such as ChatGPT, Perplexity or Google's AI Overviews. Many people now put their question to an assistant and receive a summary with a few recommendations. Anyone not mentioned there drops out of the consideration phase before the customer has even visited a website. That is the core of GEO.

Only part of the journey can be measured. Web analytics and ad accounts record clicks and visits, but hardly the conversation at the family dinner table, a neighbour's recommendation or a glance at the company van. A customer journey analysis therefore combines data with conversations: asking new customers how they came across the company often reveals more than any report.

Example: the journey to a new kitchen

Suppose a couple in Uster is planning a new kitchen. The journey starts with pictures on Instagram and Pinterest, continues with the Google search 'kitchen planning cost', a visit to two manufacturers' websites and a question to ChatGPT about kitchen studios in the region. Then come reading Google reviews, an enquiry via a form and an appointment at the showroom. Only after the second conversation is the decision made.

For the kitchen studio this means: an online configurator can serve the early phase, a location page with reviews the consideration phase, and a quick enquiry form the decision. What such tools look like is shown under Configurator; which touchpoints should be improved first is something we clarify in our digital marketing consulting.

Frequently Asked Questions About Customer Journey

A touchpoint is any point of contact between customer and company: an ad, a search result, the website, a review, a phone call, an invoice. Touchpoints can be online or offline and can be influenced by the company either directly or only indirectly.

That depends heavily on the offer. With an emergency tradesperson it takes minutes; with a kitchen or business software, weeks to months. The higher the price and risk, the longer and more branched the journey.

With a combination of data and conversations: web analytics and ad accounts show the digital steps, while a short conversation or a question in the enquiry form ('How did you hear about us?') shows the rest. Together they produce a list of the most important touchpoints.
